Design Principles and Governance¶
1. Overview¶
This document establishes the foundational design principles and governance standards that guide all architectural decisions throughout the Avaya to Webex Contact Center migration project. These principles ensure consistency, quality, and alignment with organizational objectives.
2. Core Design Principles¶
2.1 Scalability¶
Principle: Design systems to handle growth without architectural redesign.
Application: - Agent capacity: Design for 30% growth beyond current peak (1,300 agents) - Call volume: Architecture supports 2x current concurrent calls - Elastic cloud resources that auto-scale during peak periods - Modular design allowing incremental expansion
Success Criteria: - System handles 1,500 agents without performance degradation - Queue depth supports 500+ calls without overflow - Response time remains <2 seconds at 150% normal load
2.2 Resiliency and High Availability¶
Principle: Eliminate single points of failure; design for graceful degradation.
Application: - Redundant SBC/CUBE deployment (active-active or active-standby) - Multi-region Webex Contact Center deployment where available - PSTN failover routing to alternate carriers - Agent desktop failover to backup authentication paths
Success Criteria: - 99.9% uptime for contact center services - <30 second failover time for SBC/CUBE - Zero call loss during planned maintenance - Maximum 15-minute agent re-login during DR scenario
2.3 Security by Design¶
Principle: Security integrated at every layer, not retrofitted.
Application: - Zero Trust Network Access (ZTNA) principles - Encrypted communications: TLS 1.2+ for signaling, SRTP for media - Least privilege access model for all administrative functions - Multi-factor authentication (MFA) for all agent and admin logins - Regular security audits and penetration testing cycles
Success Criteria: - 100% of SIP traffic encrypted (TLS/SRTP) - Zero administrative accounts without MFA - Compliance with SOC 2, GDPR, PCI-DSS requirements - Quarterly security assessment completion
2.4 Least Privilege Access¶
Principle: Grant minimum permissions required for role function.
Application: - Role-Based Access Control (RBAC) for Webex Control Hub - Agent permissions limited to assigned queues/skills - Supervisor access restricted to team visibility - Administrative segregation: network, telephony, contact center admins - Service accounts with time-bound credentials
Success Criteria: - Zero shared administrative accounts - Documented permission matrix for all 15 defined roles - Quarterly access reviews and certification - Automated revocation upon role change (within 1 hour)
2.5 Hybrid-Ready Architecture¶
Principle: Support seamless operation across on-premises and cloud environments.
Application: - Cloud-first strategy with on-premises integration points - Abstraction layers for location-agnostic services - Consistent authentication (SSO) regardless of endpoint location - Unified monitoring across hybrid infrastructure
Success Criteria: - Agents can work from office, home, or cloud endpoint without workflow change - Single pane of glass for monitoring and management - <100ms latency between on-prem and cloud components
2.6 Observability and Operations¶
Principle: Comprehensive visibility into system health and performance.
Application: - Real-time dashboards for call flow, queue status, agent state - Proactive alerting for threshold breaches - Detailed logging for troubleshooting (SIP traces, application logs) - Integration with SIEM for security event correlation
Success Criteria: - <5 minute mean time to detect (MTTD) for critical issues - 100% of production components monitored - Automated alerting with <2 minute notification latency - Root cause analysis capability within 15 minutes
2.7 User Experience First¶
Principle: Optimize for agent productivity and customer satisfaction.
Application: - Simplified agent desktop with <3 clicks to answer call - Context preservation across channel transitions - Minimal training requirement (target: <4 hours for agent onboarding) - Consistent experience across desktop, mobile, and web clients
Success Criteria: - Agent satisfaction score >4.⅖.0 - <5 second average handle time increase post-migration - Zero calls dropped due to UI issues - 95% agent adoption within first week
3. Naming Conventions¶
3.1 Agent IDs¶
Format: WXC-<Location>-<Department>-<Number>
Examples:
- WXC-NYC-SALES-0001 (New York sales agent #1)
- WXC-LON-SUPPORT-0150 (London support agent #150)
Rules: - Location: 3-letter airport code - Department: Uppercase, max 10 characters - Number: 4-digit zero-padded sequential
3.2 Queue Identifiers¶
Format: Q-<BusinessUnit>-<Function>-<Priority>
Examples:
- Q-RETAIL-BILLING-P1 (Retail billing priority 1)
- Q-ENTERPRISE-SUPPORT-P2 (Enterprise support priority 2)
Rules: - BusinessUnit: Max 12 characters, uppercase - Function: Max 10 characters, descriptive - Priority: P1 (critical), P2 (standard), P3 (low)
3.3 Entry Point Numbers¶
Format: EP-<Country>-<Service>-<DID>
Examples:
- EP-US-SALES-8005551234 (US toll-free sales line)
- EP-UK-SUPPORT-4402071234567 (UK support DID)
Rules: - Country: ISO 3166-1 alpha-2 code - Service: Max 10 characters - DID: Full E.164 format number
3.4 IVR Flow Naming¶
Format: IVR-<Service>-<Version>
Examples:
- IVR-CustomerService-v2.1
- IVR-TechnicalSupport-v1.5
Rules: - Service: CamelCase, descriptive - Version: Semantic versioning (major.minor)
3.5 Skill Definitions¶
Format: SKILL-<Category>-<Specialty>
Examples:
- SKILL-LANG-Spanish (Spanish language skill)
- SKILL-PROD-NetworkingSW (Networking software product skill)
- SKILL-TECH-L3-Advanced (Level 3 advanced technical skill)

Format: TEAM-<Location>-<Function>

4. Numbering and Identification Standards¶
4.1 Agent Capacity Planning¶

4.2 Queue Sizing Standards¶
- Small Queue: 1-20 agents, max 50 queued calls
- Medium Queue: 21-100 agents, max 200 queued calls
- Large Queue: 101+ agents, max 500 queued calls
4.3 Session Capacity (CUBE/SBC)¶
Formula: Total Sessions = (Peak Agents × 1.2) + (IVR Ports × 1.1) + 20% overhead
Example Calculation:
Peak Agents: 1,000
Agent multiplier: 1,000 × 1.2 = 1,200 sessions
IVR Ports: 200 × 1.1 = 220 sessions
Overhead: (1,200 + 220) × 0.20 = 284 sessions

5. Documentation Standards¶
5.1 Document Structure¶
All technical documentation must include:

6. Change Management Governance¶

7. Quality Gates¶
